Outstanding performance is vital because companies spend a lot of money on advertising and they need a good sales center to close as many deals as possible to boost their ROI. Satisfactory customer service is also very important to call center managers and to the companies that these call centers support. In this article we will discuss the common performance measurements of agents and the significance of each measurement.</p>
</p>
<p>
Delays or hold times of callers: This is pretty straight forward. How long is a prospect or customer on hold before they receive assistance? Many companies now alert callers to their expected wait time, so they can choose to stay on the line and wait or call back at a less busy time. This greatly reduces the number of angry callers, because callers are informed and know what to expect in terms of weighting time.</p>
<p>
The average talk time: This is a measurement of the amount of time actually spent talking to the caller. Agents want to be able to help as many customers as possible, but there must be a healthy balance between adequately helping the customer and helping as many customers as possible.</p>
<p>
The average handling time: This is a measurement of the total amount of time spent on the phone by the customer. It includes the customers holding time as well. Call centers don&#8217;t want to unnecessarily take up a great deal of a caller&#8217;s time.</p>
<p>
The number of calls handled by an agent every hour: This is simply a measure of an agent&#8217;s proficiency.</p>
<p>
The amount of time a customer spends on hold while being helped by an agent: This is a measurement of how long it takes for an agent to do his or her job. Constantly places callers on hold to get information might be a sign that the agent needs more training.</p>
<p>
The percentage of complete call resolution. This is a measurement of the percentage of times that an agent solves the customer&#8217;s problem or concern, the first time the customer calls in.</p>
<p>
The percentage of hang ups: Because this is often related to long waiting times, it sends a warning that the call center might not be adequately staffed.</p>
<p>
The percentage of time that agents are idle: This may be an instance of a lazy agent or simply an over staffing problem.</p>
</p>
<p>
By keeping track of these performance measures, call centers can make sure they are effectively meeting their clients&#8217; needs, and providing their clients&#8217; customers with the proper support. Call center managers couple these quantitative measurements with qualitative ones by listening in on customer-agent phone calls. They listen for things like: Is the agent using the right tone of voice? Is he or she following the script correctly? Are objections being overcome? Is quality service in general being rendered? It is the responsibility of the call center manager to work closely with agents and change structures or policies in order to improve service.</p>

<p>
The quote above is a powerful question. When you are working to build a team you don&#8217;t just want bodies occupying seats you want individuals who are motivated, passionate and gave a vision for what you are seeking to accomplish in business.</p>
</p>
<p>
The first part of the question focuses on the perceived trivial nature of what someone is currently doing. The response could be a placid rebuff, anger or possibly some serious internal questioning, &#8220;Do I want to spend the rest of my life (fill in the blank).&#8221;</p>
</p>
<p>
It is the second half of that question that drives home a powerful consideration, &#8220;Do I want to change the world.&#8221;</p>
</p>
<p>
Well, that may sound better than sitting around doing whatever it is your doing now.</p>
</p>
<p>
It&#8217;s fairly obvious the question asked by Steve Job was designed to instill a measure of discontent with the promise of something better. Job wanted to hire Sculley so if discontent was a solid marketing tool then he used it to great effect.</p>
</p>
<p>
The point is most of us want to live a life with purpose. We want to be able to look back on our life and see some bit of the world that was changed because we spent time on the big blue ball. That&#8217;s what makes this question so powerful whether the question is asked because you want to start your own business or because you want to develop a solid team of like-minded professionals.</p>
</p>
<p>
While some might argue that this approach is simply relying on discontent to motivate an individual to work for you there is a flipside to this controversial coin. If your business is a good match for the potential employee and if you have done your homework in recruiting you may be able to ask a question that offers them the opportunity to view their present job in light of the passions they have. If the job they currently hold is simply a job and you offer a more team oriented approach to business then this approach to recruiting may make sense for you &#8211; and the prospective employee.</p>
</p>
<p>
This really leaves just one question for each of us to consider &#8211; if you were offered the opportunity to change the world, would you?</p>
</p>

The problem with many courses teaching lean manufacturing is the lack of real world experience of the instructor.Many have limited experience applying the principles, nor the interpersonal skills to influence change.</p>
</p>
<p>
Lean manufacturing is not nearly as structured as six sigma or other continuous improvement initiatives.There is no standard approach to implementation or third party certifying body such as ISO.</p>
</p>
<p>
Lean manufacturing consists of many different &#8220;tools&#8221;.The best courses teach the lean manufacturing principles as well as how and when to use the tools.</p>
</p>
<p>
Some companies have heard that lean manufacturing implementation will reduce their waste and costs, and decide to just start implementing.They often start using one tool at a time until the boss declares it&#8217;s done.</p>
</p>
<p>
Worse yet, some companies find a consultant that knows 5S and little else.When the consultant leaves, the clean and organized business eventually realizes they are clean, organized, and still full of waste.</p>
</p>
<p>
The correct approach to implementing lean manufacturing begins with an analysis of the businesses needs, opportunities, and challenges.Once these opportunities are identified, the tools are used which will solve the issues.These tools might be lean manufacturing or six sigma tools.It simply wouldn&#8217;t be prudent to limit the success of a lean initiative to exclude any tool if it was known to solve the problem at hand.</p>
</p>
<p>
In other words, the problems identify the tools rather than the tools being force into the organization.</p>
</p>
<p>
Some of the lean manufacturing tools are 5S (Sort-Set in Order-Shine-Standardize-Sustain), value stream mapping, kanban, takt time, continuous flow, cellular manufacturing, TPM (total productive maintenance), SMED (single minute exchange of die), OEE (overall equipment effectiveness), line balancing, standardized operations,</p>
<p>
7 wastes (muda), error proofing,kaizen, and root cause problem solving.</p>
</p>
<p>
There are a few tools that can and should be used with any lean manufacturing initiative.The 5S tool is a powerful workplace organization tool.This tool makes sense in any business.It would be hard to find an organization where order and organization didn&#8217;t make sense.</p>
</p>
<p>
Root cause problem solving tools should be used in every lean manufacturing implementation.These tools vary based on the problem.Some of the more common are Cause and Effects Analysis,5 Why Analysis, 8D method, CT trees, Process Mapping, and affinity diagrams.</p>
</p>
<p>
Value stream mapping is another useful tool to determine where value is added and the areas of non-value added (muda).The value stream map depicts the flow of product and information on paper.Information such as inventory, distance, and bottlenecks are highlighted.Once the value stream map is completed, opportunities for improvement become obvious.</p>
</p>
<p>
Tools such as line balancing, SMED, takt time, and OEE should be used to solve specific business opportunities.For example, SMED (single minute exchange of die) is a tool that is used to reduce machinery or process setup times.This tool is a lot more useful in businesses that run smaller order quantities and changeover often.OEE is an excellent tool to determine why a machine or process is not producing at world class levels.Once the reasons (opportunities) are known,they can be improved.</p>
</p>
<p>
Kaizen (Japanese word meaning continuous improvement) is a very powerful improvement tool.It is basically a rapid (3-5 days) improvement method utilizing a cross-functional team to solve a business problem.A kaizen event team will use many other lean tools to help solve the problem.</p>
</p>
<p>
Total Productive Maintenance (TPM) is an excellent tool to improve maintenance, which in turn helps improve all aspects of a manufacturing business, including OEE, setup times, downtime, costs, and profitability.TPM is based on having operators involved in the maintenance of their equipment.The operators often complete their own preventive maintenance, while other initiatives simply have them highly involved.Although TPM is a great tool, it wouldn&#8217;t be as useful in a service organization without equipment.</p>
</p>
<p>
Utilize lean manufacturing principles to identify and solve business issues and the financial impact will justify their use.If the tools are made to &#8220;fit&#8221; the organization, the result will be chaos, disruption, low morale, and financial loss.</p>

When you stop meeting new people, your sales will come to a screeching halt and take a sharp turn for the worse. Sales people who consistently network and get their name and company in front of new people will build long term business relationships that foster sales growth and increased performance.</p>

Effective prospecting is a numbers game. It is nearly impossible to debate that fact. The more people you meet, the more potential customers you will identify. As you identify potential customers, your targeted sales and marketing efforts become more effective, and the qualified prospects you identify enter your sales pipeline.</p>
</p>
<p>
Top performing sales people tell everyone who they are, where they work and what they sell. If sales is your profession, you must be prepared to land in selling situations at anytime. Whether you are at the grocery store or at a social event, your future customers are all around you. To illustrate this point, I would like to share an embarrassing, yet powerful networking story with you.</p>
</p>
<p>
About two years ago, I received a call from an old friend who invited me to a Boston Celtics game. Having not seen my friend in a while, I accepted the invitation and went to the game.</p>
</p>
<p>
We arrived at the game and began the walk to our seats. I noticed that we were climbing several sets of stairs and were so high above the basketball court that the players looked like ants. Yes, my friend had purchased the commonly known &#8220;nosebleed seats&#8221; and invited me to join him. What a guy!</p>
</p>
<p>
About half way through the game, the Celtics were getting demolished (surprise) and the stadium was nearly empty. We looked around and decided to move out of our nosebleed seats and down into empty seats where we would have a better view of the game. We happened to find two seats that were only a few rows back from the court. There was a gentleman sitting in a seat next to the two empty seats, so I asked him if the seats were being used. He replied &#8220;No, make yourself at home&#8221;. As we watched the game, I began to have small conversation with the person next to me. He eventually explained to me that my friend and I were sitting in his seats, which happened to be season ticket seats that he owned. He had a few friends planning to come to the game, but they were unable to make it.</p>
</p>
<p>
As our conversation continued, I learned that he was the CEO of a technology company in Boston. We had a lot of commonalities, such as our summer vacation destination as well as interests in hobbies and sports. Over the years, we developed a good relationship, kept in touch and spoke on a regular basis. Although we never did business together, there was a mutual interest to stay connected.</p>
</p>
<p>
Recently, I conducted a sales training seminar in Bedford, NH. I decided to extend an invitation to the gentlemen I had met at the Celtics game. Having a technology company and a need for professional development, he decided to send one of his sales people to attend the workshop. I remember my initial reaction after he accepted my invitation&#8230;I kept thinking about how our relationship developed. I sat next to a complete stranger at a basketball game. I then learned I was sitting in his season ticket seats. We kept in touch and eventually did business together. We have also made recent plans to meet in a place close to both of our summer vacation retreats and play golf. I am sure our business relationship will continue to develop.</p>
</p>
<p>
Most sales people can tell you a story or two of unique and unexpected opportunities to connect with future customers. The important message to remember is that business relationships often begin in places where you don&#8217;t expect them. Be ready!</p>

A clear cut example of this is one of my past eBay purchases from as feedback says, another trustworthy power selling small business. My thoughts came from the hot and not yet saturated market of remanufactured inkjet cartridges. I mean this could be your dream business if ink, usual patience and persistence to name a few are part of your motto. The pros and cons are plenty.</p>
</p>
<p>
Wholesale merchandise it is. Inkjet cartridges on eBay belong to the wholesale general merchandise category in our great e-commerce business online. Situation being on auction sites, you buy usual high cost original by brand ink material at wholesale. Now getting and viewing it in sellers&#8217; shoes, how I as a power seller going to make a few dollars out of a usual $20-$60 retail purchase at wholesale?</p>
</p>
<p>
None other than buying an industrial ink machine. The price is very acceptable online if diligence is done correctly for your brand of ink but the value for dollar is in most cases different. And to be conservative, let&#8217;s just say different the reasons plenty.</p>
</p>
<p>
While having a small business selling remanufactured ink might do well for your pocket in the long term, the most likely events are mostly one-time customers as at least two of the popular ink brands I have already tested would probably have you running like if Bobby the backdoor Rottweiler was on to you, seriously.</p>
</p>
<p>
The great point in wholesale general merchandise like remanufactured ink as mostly found on popular auction sites online- is to ask yourself whether buying on merit or pricing is of your best interest today and in the future. At least I know the these kind of wholesale merchandise sub-categories on sites like eBay in my end are definitely worth a purchase locally as a customer and to profit extensively only when the market has pricing firstly in mind.</p>
</p>
<p>
If you are obsessed with wholesale and love the savings when the item is safe buying it with great discount, you should usually go ahead and give it a try at your discretion, if not you are better suited at your local Office Depot, CompUSA and never wait for a package to arrive. This is not a reference to people from England or the UK, at least not merely them. This refers to all English mother tongues speakers across the world, those in the US, Canada, South Africa, Australia and New Zealand, expats and tourists everywhere, they&#8217;re all SOBs. Just ask anyone who doesn&#8217;t speak English as a first language. A tourist who speaks English will travel for weeks in the most terrible conditions, pouring rain, gales of wind; blizzards alternating with intense heat so that they end up so ill they start puking up their internal organs. Yet they will keep going doggedly on without complaint until they reach the ends of the earth and a village. But should they find that not one person in that village speaks English you would think that the world was going to end. &#8220;What do you mean you don&#8217;t speak English?&#8221; they will shout, because shouting increases the likelihood of understanding, we all know this. &#8220;English is the international language of communication everyone knows at least some English.&#8221; This will be accompanied by some vague but emphatic hand gestures, possibly some more puking, but these will not aid in getting the message across. &#8220;For (content has been censored) sake! I&#8217;ve only gone and landed in the (censored)-hole of the world.&#8221; And the villagers will help the ailing tourist and gradually they will learn some pidgeon English and there will be basic communication and the tourist will be pleased because he or she has educated the ignorant masses.</p>
</p>

Then there are the English speakers who take pride in their language abilities and take every opportunity to butcher as many foreign languages as possible. Their assumption is that they can speak the foreign language much better than the foreigner will be able to speak English. Because being a foreigner they naturally battle with anything foreign. It&#8217;s a queer sort of logic but it all makes sense to them. It&#8217;s a special kind of arrogance. They don&#8217;t want everyone to conform to their standard. They rather believe that they should spare them the embarrassment of even trying and so in their infinite superiority they take on the responsibility of bringing themselves down a level and communicating in other-tongue. It&#8217;s like community work, its unpleasant but one is obliged to do it.</p>
</p>
<p>
So what is one to do with all of these arrogant English mother-tonguers? Cyanide. Hopefully not, there are some of us who try to swim upstream. We&#8217;re not perfect and often get caught and dragged back with the others. But its not our fault, English is inherently snobby, and we do try. Another solution is needed. Until that day comes we shall have to rely on patience, tolerance and professional translators and interpreters.</p>
</p>
<p>
Sometimes even English speakers need interpreters to understand other English speakers. Does anyone actually understand Cockney rhyming slang? I bet even the people using it make it up on the spot and the people listening to them just nod and grin and say &#8220;Oh yar&#8221; or &#8220;innit&#8221;. Some Americans are also near impossible to understand especially those from the Deep South. The words all seem to run into each other in one long drawl and you never know when the pauses in the sentences might be. Those of course are the well known clich&eacute;d examples. In South African there are an abundance of accents that make understanding English an every day event, and that make listening a very careful and painstaking exercise. Its important to tread lightly where miscommunication might be an issue because people are sensitive about the way they talk and the way they are perceived, get their back up regarding this matter and you won&#8217;t find them very accommodating again very quickly.</p>
</p>
<p>
English is a funny language and those that speak it are even funnier, not necessarily in a ha-ha kind of way either. English speakers need to recognise that while English may be the most recognised language internationally, that doesn&#8217;t mean that we have the right to expect to hear it wherever we go. We need to make more of an effort to respect other languages and that means that we don&#8217;t butcher them but treat them with the dignity that they deserve.</p>
